(Source: 1News)<\/p>\n<p>During Thursday\u2019s meeting of the council\u2019s Customer Experience Oversight Committee, Mayor Nick Smith acknowledged that the organisation was a \u201cmonopoly\u201d.<\/p>\n<p>\u201cPeople don&#8217;t have a choice about having to come to us\u2026 To provide a service that treats them as a customer is crucial.\u201d<\/p>\n<p>But customers\u2019 experiences with the council were varied and could be broken into three key areas: self-service, queries, and service requests.<\/p>\n<p>Customer self-service involved individuals successfully finding information or accessing council services by themselves.<\/p>\n<p>Queries involved people asking questions of the council via email, phone, or coming to the front desk.<\/p>\n<p><img decoding=\"async\" src=\"https:\/\/www.newsbeep.com\/nz\/wp-content\/uploads\/2026\/07\/mayor-nick-smith-said-the-council-had-overreached-by-proposi-34H5GEDTGJHEDFSGZURJ2WJDDM.jpg\" alt=\"Mayor Nick Smith said the council had overreached by proposing &quot;intensification on steroids&quot;.\" width=\"800\" height=\"450\" loading=\"lazy\"\/><\/p>\n<p class=\"ImageMetadata__MetadataParagraph-sc-hi5x8q-0 cWTYyG image-metadata\">Mayor Nick Smith said the council had overreached by proposing &#8220;intensification on steroids&#8221;. (Source: LDR \/ Max Frethey)<\/p>\n<p>While service requests involved people asking for the provision of specific services, such as clearing drains or weeding reserves.<\/p>\n<p>On average, there were about 1000 instances of self-service each month.<\/p>\n<p>That was well below the monthly averages of 5500 queries and 3000 service requests.<\/p>\n<p>The council\u2019s new head of customer experience, Matt Lorraine, said that the community demand was high and that was putting strain on the customer service team.<\/p>\n<p>\u201cI have been amazed, impressed, astounded by the breadth of queries that are coming into the customer service centre.\u201d<\/p>\n<p>Council\u2019s customer service staff had a \u201creal desire\u201d to help residents, he said, but that had resulted in some \u201cscope creep\u201d.<\/p>\n<p>\u201cThere have been a couple of examples where the customer probably should have called 111, the emergency services, but instead called the council.\u201d<\/p>\n<p><img decoding=\"async\" src=\"https:\/\/www.newsbeep.com\/nz\/wp-content\/uploads\/2026\/07\/VROO5CX7ZNCMVOPROP44DREQCE.jpg\" alt=\"\" width=\"800\" height=\"532\" loading=\"lazy\"\/><\/p>\n<p class=\"ImageMetadata__MetadataParagraph-sc-hi5x8q-0 cWTYyG image-metadata\">(Source: istock.com)<\/p>\n<p>Bridget Jolly, the council\u2019s new executive director for people and customer experience, added that the customer service staff also received calls on the opposite end of the importance spectrum.<\/p>\n<p>\u201cThe team literally has people ring up to ask them to help with crosswords\u2026 we need at some stage to be able to say, \u2018That\u2019s not actually our role\u2019.\u201d<\/p>\n<p>A range of measures were being implemented to take some of the pressure off the customer service team.<\/p>\n<p>They include being clearer when an issue was not a council responsibility, upskilling customer service staff knowledge, digitising more forms, being more proactive in providing updates to customers, and ensuring greater oversight of requests to guarantee they were completed.<\/p>\n<p>But even as the council attempts to increase the number of people who can serve themselves and reduce customer service interactions, it was also investigating options to ensure services and support were physically closer to residents.<\/p>\n<p>\u201cWe are aiming to make it easier for customers to get things done with the council,\u201d Lorraine said.<\/p>\n<p>Local Democracy Reporting is local body journalism co-funded by RNZ and NZ On Air<\/p>\n<p class=\"text-greyDarkFaded\">The morning&#8217;s headlines in 90 seconds, including Winston Peters addresses the Stuart Nash saga, and what Sydney Sweeney\u2019s up to in Queenstown.
